DEPARTMENT Contact Center TYPE First-level Leader REPORTS TO Head of Operations DIRECT REPORTS Contact Center Team (agents, supervisors, QAs) DESCRIPTION • The incumbent will be responsible for overseeing the contact center, ensuring build out meets BPO requirements; growing a high caliber team; setting performance targets, implementing plans and developing operational processes and procedures. CRITERIA AND REQUIREMENTS KNOWLEDGE ▪ Bachelor’s degree in a Business, Operations or related discipline or equivalent work experience EXPERIENCE ▪ A minimum of two years of experience in contact center management (BPO experience preferred) OTHER JOB SPECIFICATIONS ▪ Ability to work across groups managing individuals both directly and indirectly to achieve a common goal. ▪ A good understanding of start-up and change management. POSITION REQUIREMENTS • Develop master project plan including schedule, communication plan, change control plan, risk management plan, responsibility matrix and cost control/tracking mechanism. • Set and meet monthly performance, productivity and impact goals by designing KPI monitoring system, identifying and resolving problems, preparing and executing action plans, completing audits and analyses, managing system and process improvement and quality assurance programs, collecting and analysis of impact metrics. • Prepare performance reports by ensuring timely collection and analysis of data and trends. • Execute continuous improvement programs by identifying and resolving problems, initiating corrective operational actions, preparing and executing action plans, completing system audits and analyses, managing system and system and process improvements. • Coordinate and align functional departments including HR, IT, Training & Quality to execute client deliverables within SLA requirements. • Establish and maintain active and progressive working relationships with all members of staff by ensuring that the appropriate level of support is available, providing management, supervision and feedback and fostering career development. • Ensure that all contact center teams adhere to processes and understand how the process improves overall quality and efficiency of work. • Develop worker recognition program based on performance, exhibition of organizational values and improvement. • Work with HR to ensure employee compliance with company expectations and to initiate corrective action as necessary. • Maintain operational and technical knowledge by tracking emerging trends in call center operations management.

Assist in workforce analysis to ensure projects have adequate staffing. 2. Gather and organize employee performance data to track productivity and operational outcomes. 3. Support HR projects that align workforce planning with overall business strategy. 4. Contribute to the design of work that ensures greater effort towards success. People Operations Role Requirements 1. Recent graduate of a Bachelor’s or Master’s degree program in Human Resources, Business Administration, or a related field. 2. At least one year of experience in HR. 3. A strong interest in People Operations practices and a desire to learn and grow in the field. 4. Excellent communication and interpersonal skills. 5.
